What Really Drives Better Customer Engagement?

Chloe and Elliott’s thoughts from the Engage Customer Summit

The Engage Customer Summit was packed with ideas, case studies and practical examples, but two themes stood out for us because of how simple and actionable they were.

The first was the importance of creating memorable customer experiences. Jamie Thorpe from Ipsos spoke about how average experiences can gradually erode satisfaction, even when there are no major issues. Organisations often focus on fixing problems, but the real opportunity is to create moments that customers genuinely value. One of the easiest ways to do that is by showing customers that their feedback has led to change. When people can see their voices making a difference, trust and engagement naturally grow.

The second theme centred on AI adoption. The most successful organisations led by starting with purpose. Rather than asking what AI could do, they started by identifying the outcome they wanted to achieve, then selected the right tools, established clear governance and measured success against their original objectives.

What was particularly reassuring was that, despite the excitement around AI, people remain at the heart of great customer experiences. The best examples showed technology being used to remove administrative burdens and create more time for meaningful human interactions, where empathy, understanding and judgement make the greatest impact for the customer.

The event served as a timely reminder that whether we’re introducing new technology or improving customer journeys, the value our customers see if often created by our people.
